Marketing Has More Customer Data and Less Customer Intimacy

Customer intimacy is an organised capability.

A smooth website project is not only about good design. It is shaped by clear decisions, focused communication, and a process that keeps everyone moving in the same direction.

Marketing organisations have never known more about their customers. They can observe purchases, journeys, clicks, searches, engagement, demographics and thousands of behavioural signals. Yet many still struggle to answer a much simpler question: what does the customer actually care about?

Data creates visibility, but visibility is not the same as understanding. Knowing that a customer opened an email or abandoned a basket describes behaviour. It does not necessarily explain the motivation, anxiety or compromise behind that behaviour.

The result is a paradox. Marketing has become extraordinarily sophisticated at observing customers while becoming increasingly removed from them. The CMO can access more information than ever, but may spend less time hearing how customers describe their own lives.

Behaviour needs context

Quantitative data is powerful because it shows patterns at scale. It can reveal where customers leave, what they buy and how behaviour changes over time. The mistake is assuming the pattern contains its own explanation.

A decline in conversion could reflect price, trust, confusion, competition or a change in customer priorities. The dashboard identifies the symptom. Understanding the cause usually requires context that sits outside the dashboard.

This is why direct customer research, frontline conversations and qualitative insight remain essential. They provide the language and reasoning that make behavioural data more useful. The two approaches should strengthen each other rather than compete.

Customer intimacy is an organisational capability

The CMO should ensure that customer understanding is not confined to a research team or quarterly presentation. It should influence product decisions, pricing, proposition, experience and investment choices throughout the business.

That becomes more important as AI makes analysis easier. Organisations will be able to generate more customer insights, segments and predictions than they can reasonably act upon. The constraint will shift from producing information to deciding what genuinely matters.

The companies that understand customers best will not necessarily be those with the largest data sets. They will be those that combine data with proximity, curiosity and judgement. Knowing more signals is useful. Knowing the person behind them is more valuable.
